CSR: “Thank you for calling Bethesda Systems Service Department. This is [Your Name]. How can I assist you today?”
🔍 Step 1: Understand the Issue
Ask the client to briefly describe the problem.
CSR: “Can you tell me a little more about what’s going on?”
Probing Questions (if needed):
When did the issue start?
Is it affecting just one device or multiple?
Have you tried any troubleshooting yet?
🧾 Step 2: Gather Contact Details
Use this section to collect and confirm all necessary contact and account details.
Full Name
Address of the Property
Best Contact Number
Email Address
Are you the homeowner or someone else managing the property?
Do you know if you have an active service membership or warranty with us?
🛠 Step 3: Determine the Next Step
After gathering the above, determine the level of urgency and whether it’s something Basic Support can assist with immediately or if it requires escalation.
- 👷 If a technician visit or On-Site Advanced Support is needed:
CSR:
“Thanks! Based on what you’ve described, it sounds like this may require a visit from one of our Advanced Support technicians. I’ll go ahead and escalate this ticket to our Advanced Support team—they’ll be in touch as soon as possible to coordinate next steps.”
(Proceed to log notes, send email and alert Advanced Support through the Remote Support Pipeline.)
- 👨💻 If Remote Support from Advanced Support is needed first:
CSR:
“Thanks for the info. I’m going to escalate this to our Advanced Support team so they can take a closer look. They’ll follow up with you shortly to troubleshoot remotely or determine if an on-site visit is needed.”
(Proceed to log notes, send email and alert Advanced Support through the Onsite Support Pipeline.)
- 📲 If Basic Support can handle the issue now:
CSR:
“Good news—this is something I can help with right now. Let’s go ahead and take care of it together. Does that sound good?”
(Transition into the Live Troubleshooting Script.)
🕐 Technician Running Late
When to use: Technician is delayed or schedule changes.
Script:
CSR: “Hello [Customer], this is [Your Name] from Bethesda Systems. Our technician is running behind due to [reason]. We now expect arrival around [New Time]. I apologize for the delay. Would you like to keep the appointment or reschedule?”
😕 Customer Complaint
When to use: Customer expresses frustration or dissatisfaction.
Script:
CSR: “I’m sorry to hear that, [Customer]. I completely understand your frustration. Could you please tell me more about what happened?”
Once explained:
“Thank you for bringing this to our attention. I’ll escalate this to our manager and follow up with a resolution. Is there anything else I can assist with for now?”
🔧 Service Update
When to use: Ongoing service—waiting on parts, rescheduling, etc.
Script:
CSR: “Hi [Customer], this is [Your Name] from Bethesda Systems. We’re currently [waiting for parts/scheduling/finalizing repairs]. I’ll provide an update by [Date]. Let me know if you have any questions.”
✅ Post-Service Follow-Up
When to use: After service completion.
Script:
CSR: “Hi [Customer], just checking in after your recent service. Was everything completed to your satisfaction?”
If positive:
“We’d love if you could leave a review on [Google/Yelp]. Thank you!”If negative:
“I’m really sorry to hear that. Can you tell me more so we can address it?”
